As a client's SaaS call center platform scaled in their existing enterprise market, customers increasingly demanded a single, unified system capable of handling voice, email, SMS, and instant messaging. However, the legacy platform was built for single-channel operations, meaning expanding to a true omni-channel suite required deep architectural changes to our backend APIs and database schema to handle real-time, multi-channel data flows reliably.
As the Product Manager driving this initiative, my goal was to lead the end-to-end strategy, work within specifications provided by the client, and execution of an enterprise-grade omni-channel communication suite, expanding platform capabilities while ensuring backend stability.
To achieve this, I partnered directly with the CTO and Head of Engineering from initial discovery through execution. We audited our existing API and database infrastructure to map technical constraints, identifying what could be extended versus what required a complete rebuild.
I then structured a dependency-driven rollout, prioritizing the core omni-channel backend architecture and database schema before layering on individual channel integrations.
Working closely with both engineering teams, I led the design and prototyping of product requirements across the front-end UX, back-end APIs, database schemas, and third-party integrations—authoring comprehensive technical documentation throughout the build to ensure long-term maintainability.
The initiative culminated in a successful launch following rigorous User Acceptance Testing alongside engineering leadership. By replacing disconnected point solutions with a single, highly scalable omni-channel architecture, we expanded the platform's enterprise market reach, unlocked new revenue opportunities, and provided call center operators with a seamless, four-channel communication suite.
